Talk time

Talk time: The total time a caller spent in connected conversations, which is the most honest measure of effort on a calling floor because it cannot be inflated.

Talk time is the sum of the durations of connected calls. Its virtue is that it resists gaming. Call count can be inflated by dialing numbers that will not answer or hanging up quickly, and both happen when a team is managed on volume alone. Minutes of actual conversation cannot be manufactured: they require somebody on the other end who is talking.

Read alongside the outcome mix, it separates two situations that look identical on a call count. A caller with high volume and low talk time is not having conversations, which is usually a list problem or an approach problem. A caller with lower volume and high talk time is having long conversations, which may be excellent or may be an inability to close, and the outcome mix tells you which.

It is the number to build habits around because improving it is unambiguously good. Nobody has ever improved a business by having fewer real conversations. Why measure talk time instead of call count?

Because call count can be met by having worse conversations, and talk time cannot. A caller who wants to look busy can dial two hundred numbers and speak to nobody for long. The pair together is what tells you something: many calls and almost no talk time is a caller going through the motions.
